Director of Analytics - Customer Support
HQI 83
London, gb2h ago
Company Description Wise is a global technology company, building the best way to move and manage the world’s money. Min fees. Max ease. Full speed. Whether people and businesses are sending money to another country, spending abroad, or making and receiving international payments, Wise is on a mission to make their lives easier and save them money. As part of our team, you will be helping us create an entirely new network for the world's money. For everyone, everywhere. More about our mission and what we offer . Job Description Customer Support is the largest customer-facing area in Servicing. It is also where cost to serve, AI and automation, and the alignment between Operations and Product meet. We're looking for a Head of Customer Service Analytics who is passionate about our mission of Money Without Borders. You will lead all analytics for Wise's customer support operation: CS Ops, CS Product, and WFM and capacity planning. You'll be accountable for the CS metric tree and for measuring the impact of automation and AI. You'll also build a team that improves CS cost and customer outcomes together, rather than trading one off against the other. Analytics at Wise is a core leadership engine, not a service desk. You'll be a strategic peer to CS Operations and CS Product leadership. You'll co-author OKRs, broker trade-offs between Ops and Product, and be the analytical voice in the room. You'll lead a team of around 9 analysts and WFM specialists across London, Tallinn and Budapest, and build its first layer of analytics leads (AL2). You'll sit within the Ops & Mitigation analytics leadership group, as part of the 86-strong Servicing Analytics community and a wider community of 150+ analysts at Wise. This is an AL3 role. For more information on our Analytics Career Map and levelling structure, click here. WHAT YOU’LL BE DOING • Own the CS metric tree: contact rate → channel → first response → resolution → CSAT / repeat contact → cost per contact. It should roll up cleanly into Servicing's Cost and Convenience toplines. • Make sure every CS metric has one definition and one owner in the metric store, and retire conflicting legacy dashboards. • Set and govern CS targets with Ops and Product leadership, so we can show whether targets are being hit, not just set them. • Own impact measurement for AI agents, self-serve and contact deflection: addressable volume, actual deflection, cost saved, and the effect on CSAT, repeat contact and quality. • Run the experimentation and causal-inference approach for CS. Use A/B tests for customer-facing changes. Use diff-in-diff, RDD or synthetic control for ops rollouts. • Keep automation quality trustworthy through calibration and drift monitoring on quality scoring. • Own CS capacity planning and forecasting with WFM: demand forecasts, staffing models, SLA and wait-time trade-offs, and regional and outsourcing mix. • Hold the three-way trade-off of customer outcomes, operational cost and team capacity, and make it explicit in every channel and staffing decision. • Lead, coach and grow the team, and build its first AL2 layer. Set the bar for analytical quality and stakeholder impact. • Own the CS analytics headcount plan and hiring. Sit on Servicing Analytics leadership and hiring panels. • Shift analyst time from recurring reporting towards decision-driving work, by moving reporting into the metric store and self-serve.   Qualifications • Significant experience leading analytics teams, ideally including leading other analytics leads or managers. You have a track record of building and developing high-performing teams. • Strong strategic and product thinking. You can structure ambiguous business problems with minimal supervision, prioritise with senior stakeholders, and shape direction instead of just answering questions. • Strong quantitative background (statistics, mathematics, physics, engineering, computing or a related field). You have hands-on experience with SQL, ideally dbt, and complex data models. You can review and challenge the technical work of your team. • Experience with experimentation and causal inference, and with defining metrics and KPI frameworks. • Excellent communication and influencing skills. You can build persuasive narratives from data for senior and executive audiences and drive real change. • Experience with data visualisation tools (Looker, Tableau, Power BI, etc.) and strong data storytelling. • You are proactive, take ownership of your impact on customers, and go beyond the analysis to get things done. NICE TO HAVE BUT NOT ESSENTIAL • Experience in customer support, customer experience or operations analytics (contact demand, WFM, QA, CSAT, cost-to-serve). • Experience applying AI or LLMs to support or analytics workflows. • Fintech or payments experience.   Additional Information For everyone, everywhere. We are people building money without borders  — without judgement or prejudice, too. We believe teams are strongest when they are diverse, equitable and inclusive. We are proud to have a truly international team, and we celebrate our differences. Inclusive teams help us live our values and make sure every Wiser feels respected, empowered to contribute towards our mission and able to progress in their careers. About Us At Cloudflare, we are on a mission to help build a better Internet. Today the company runs one of the world’s largest networks that powers millions of websites and other Internet properties for customers ranging from individual bloggers to SMBs to Fortune 500 companies. Cloudflare protects and accelerates any Internet application online without adding hardware, installing software, or changing a line of code. Internet properties powered by Cloudflare all have web traffic routed through its intelligent global network, which gets smarter with every request. As a result, they see significant improvement in performance and a decrease in spam and other attacks. Cloudflare was named to Entrepreneur Magazine’s Top Company Cultures list and ranked among the World’s Most Innovative Companies by Fast Company. At Cloudflare, we’re not looking for people who wait for a polished roadmap; we’re looking for the builders who see the cracks in the Internet that everyone else has simply learned to live with. We value candidates who have the instinct to spot a "normalized" problem and the AI-native curiosity to create a solution using the latest tools. Our culture is built on iteration, leveraging AI to ship faster today to make it better tomorrow, while ensuring that every improvement, no matter how small, is shared across the team to lift everyone up. If you’re the type of person who values curiosity over bureaucracy, and that AI is a partner in solving tough problems to keep the Internet moving forward, you’ll fit right in. Available Locations: Austin, TX; New York City About the team You will join the Customer Compliance Team, which is focused on building trust with customers through sharing information about Cloudflare’s security program and policies. We assist our Customers, Sales teams, and Legal teams in understanding Cloudflare’s security posture. In this role, you will develop into an SME across Cloudflare’s products, infrastructure, and controls. As part of this mission, you will actively build with and leverage Cloudflare’s proprietary, in-house AI platforms and developer tooling to eliminate manual bottlenecks, scale compliance operations, and dramatically accelerate our response times to customer inquiries. What you'll do Security Questionnaires & RFPs: Take ownership of filling out complex customer security questionnaires, RFPs, and technical assessments. You will do this by orchestrating our internal AI generation pipelines to draft responses, paired with your own expert human-in-the-loop validation to ensure high accuracy. Engage with Customers on Security Topics: Act as a trusted security advisor by engaging directly with enterprise customers on security topics. You will meet with customer security teams to resolve deep architectural inquiries, answer specific security questions, and assist legal teams with security terms in contract negotiations. Facilitate Customer Audits: Host, coordinate, and facilitate both on-site and virtual customer audits when customers execute their right to audit, guiding them through our security controls, processes, and compliance evidence. Build with In-House AI Tools: Design, configure, and iterate on custom workflows and compliance assistants using Cloudflare’s internally built AI platforms to automate questionnaire triage and security evidence retrieval. Curate AI-Ready Ground Truth Data: Structure, audit, and maintain authoritative knowledge repositories covering SOC 2, PCI DSS, ISO 27001, and global security regulations, ensuring our in-house AI models retrieve verified, up-to-date compliance data. Public Enablement & Trust Portal: Collaborate with marketing and engineering to mature our customer Trust Portal and self-service resources, making it easy for prospects and enterprise customers to evaluate our security posture independently. Author Public Security Content: Research, write, and maintain public-facing white papers, security blogs, and compliance mappings aligned with Cloudflare’s evolving product suite and global regulatory shifts. Desirable Skills, Knowledge, and Experience: 5–10 years of experience in security compliance, GRC, technical audit management, IT risk consulting, or customer-facing security assurance. Demonstrated ability to build with AI: A hands-on builder mindset with proven experience experimenting with, building on, or configuring AI workflows (e.g., prompt engineering, retrieval-augmented generation concepts, API-based automations, or internal agent configurations) rather than relying solely on packaged third-party software. Control frameworks: Solid understanding of security risk and compliance frameworks such as PCI DSS, ISO 27001, SOC 2, and NIST SP 800-53 Technical writing & translation: Strong written communication skills with the ability to translate complex networking, infrastructure, and cryptographic concepts into clear, plain-language customer responses and white papers. Customer-facing communication: Highly comfortable and articulate when presenting to or answering questions from external customers, sales executives, and legal counsel. Cross-functional leadership: Comfort partnering across Sales, Product, Legal, and internal Platform/AI Engineering teams to drive projects forward. Technical curiosity: Familiarity with data structures, markdown, APIs, or basic scripting (e.g., Python, SQL, or shell) to prototype solutions and inspect model outputs effectively. Bonus points: Practical cloud/network engineering experience, deep familiarity with global privacy regulations (GDPR, CCPA), or experience establishing automated operational metrics. Compensation Compensation may be adjusted depending on work location. For New York City based hires: estimated annual salary of $125,000 - $172,000 Equity This role is eligible to participate in Cloudflare’s equity plan.
